What Is Customer Experience? A Practical Guide for Leaders
Customer experience is every moment a customer has with your business, and how those moments make them feel. Most of it is decided by small moments, and by the people who create them.
Customer experience is the sum of every interaction a customer has with a business and how those interactions make them feel, from the first website visit or phone call to the purchase, the follow-up and how problems get solved. It is different from customer service, which is one part of the experience. Great customer experience comes from small, consistent moments delivered by engaged employees, which is why customer experience starts with how a business treats its own people.
Customer experience decides whether people come back. In PwC’s 2025 Customer Experience Survey, 52% of consumers said they had stopped using or buying from a brand because of a bad experience with its products or services, and 29% said they had stopped because of poor customer experience. Qualtrics XM Institute estimates that $3.8 trillion in global sales is at risk from bad experiences in 2025.
I have seen customer experience from several sides: managing restaurants early in my career, selling beer to retailers for a brewery and spending more than a decade in healthcare staffing, where our customers are both the hospitals we serve and the clinicians we place. The lesson has been the same everywhere. People remember how you made them feel.
What makes up customer experience
- Every touchpoint. Website, phone, email, in person, invoice, follow-up.
- How it feels. Easy or frustrating, cared for or processed.
- The people. Employees create most of the experience.
- The small moments. Names, follow-through, a problem solved fast.
- The recovery. What happens when something goes wrong.
Customer experience vs. customer service
Customer service is what happens when a customer needs help. Customer experience is everything, including the moments when nothing goes wrong. A business can have friendly service and still deliver a frustrating experience if its processes are slow or confusing. See Customer Experience vs. Customer Service.
Why small moments matter most
Customers rarely remember a company’s mission statement. They remember the employee who remembered their name, the problem that got solved on the first call, the follow-up nobody asked for. Small moments, repeated consistently, become a reputation. See Small Moments That Create Loyal Customers.
Customer experience starts with employees
You cannot ask disengaged people to create an engaged experience. Gallup found that only 31% of U.S. employees were engaged at work in 2025. The businesses with the best customer experiences tend to be the ones that treat their own people well, because employees pass along how they are treated. See Employee Experience Drives Customer Experience.
People still want people
Technology can make experiences faster, but it rarely replaces the human moments. In the same PwC survey, 86% of consumers said human interaction is moderately or very important in their brand experience. The best experiences use technology to free people up for the moments that matter. See AI and Customer Experience.
Where to start
Walk through your own customer journey as if you were a customer. Ask your front-line employees where customers get frustrated. Fix one friction point at a time, and recognize the people who create great moments. See How to Improve Customer Experience.
